Sharing Ideas

I’ll be speaking at a few trade shows and educational association meetings in the next few weeks. As I prepare my presentations and remarks, I have been thinking about the value of associations, sharing groups and networking.

The real value – for me – in attending a trade show is not to look for potential customers (if I am a manufacturer or a service provider.) And it is not to look to deals or to pick up a new line of goods (if I am a retailer.) No, no no.

That is exchanging one apple for another apple (as in my opening quote from G.B. Shaw) Goods and services change hands every day. I sell you something in exchange for your payment. That is a transaction. Neither of us was enriched.

Yes, the manufacturer received money in exchange for his goods; so his or her banking balance was temporarily increased. But soon enough, they will be depleting the account to pay for materials to manufacture additional goods to be sold.

Ah – but the exchange of ideas. That is a different story. A story that I am preparing to tell during my speeches and presentations.

If I pick up – and implement – just one idea from the trade show, I have found a wonderful opportunity to enhance my business. To grow my business. To maximize my opportunities. I am enriched.

Sometimes, I get an idea from a business partner; sometimes from a speech or a presentation. But I find that the best ideas usually come from a peer. Something that has worked for them. Something that I can adapt to fit my situation.

And, of course, I feel obligated to return the favor. To share an idea that has worked for me. This is the Law of Reciprocity. Now we are both enriched. I still have my original idea and have picked up at least one more.

Look for ideas – they are every where.

I also have found that the more ideas that I share with others, the more ideas I get back in return!

Learning from Experience

sales-autopsy.jpgOn a recent airplane ride, I passed the time by reading “Sales Autopsy: 50 Postmortems Reveal What Killed the Sale,” by Dan Seidman. A very humorous book. And instructive. Humorous, because some of these tales of botched sales are truly “over the top” Instructive because we learn more from our mistakes that we can from our successes. And Seidman does a good job of deconstructing the tale of each lost sale and turning it into a “lessons learned” opportunity.

However… our natural tendency is to look at the mistakes that others make and to say either, “that could never happen to me,” or “there, but for the grace of God, go I.”

We can learn by studying the mistakes that others make. But we only advance when we candidly study our own behavior with the intention of seeking continuous improvement. Self-assessment leads to self-improvement. The key questions to ask ourselves are:

“What worked – and why did it work?”

“What didn’t work so well – and why not?”

“What can I do to prevent this from recurring?”

“What have I learned- and how can I incorporate this knowledge?”

Project managers are taught to conduct “post-mortem” meetings at the conclusion of each project. “What lessons did we learn during this project?” Project managers are trained to document these lessons learned so that future projects will benefit from this body of knowledge.

Within the first five minutes of each CSI: Las Vegas, New York or Miami episode we are inside the autopsy room. Most of the evidence that drives the investigation comes from an examination of the corpse. The clues are there. But we have to be trained to know what to look for. And skilled in how we apply that information.

The CSI team is trained not to jump to conclusions but rather to follow the evidence. Follow the same routine when you perform your sales autopsy. Examine the evidence. Follow it to the root. Find the real reason why you lost the sale.

You made the sale? Great! But, before you go off for a well-deserved celebration, stop…! Do a sales autopsy. Look for the clues. What steps did you land the sale? What questions did you ask? How well did you listen to the answers? What questions did you use to follow-up? How did you demonstrate the use of the product? What approach did you use in closing the sale?

What did you learn as a result? How will you ensure that you utilize these lessons learned in the future?

WOW Your Customer! – The Power of One Front-line Employee

customer-satisfaction-book.jpg My birthday is this week and that always brings back many memories. I like memories. I like to tell stories of memorable experiences. And I like to hear about the memorable experiences that other people experience. Memorable experiences in customer service are rare. That’s why I like to celebrate them when I hear about one.

I was re-reading Jeffrey Gitomer’s book, “Customer Satisfaction is Worthless. Customer Loyalty is Priceless,” and I want to share a personal story that ties both my birthday and this book together.

About 15 years ago I was flying home from a convention in Germany. I presented my passport to the ticket agent at the Frankfurt Airport. After the usual pause, she looked up at me and said, “Mr. Rocks – may I be the first person to wish you a Happy Birthday today!”

I thought that that was a nice gesture. It put a smile on my face and I walked away from the counter feeling better than usual. I like to be noticed. I enjoy being recognized. I like it when the hotel operator calls me by name. I have come to expect it. The hospitality industry trains its personnel to recognize people by their name. This has become standard operating procedure.

So back to my story. I was making a connection in London and had about an hour between flights. I checked in at the front desk of the Airline Club at Heathrow Airport and got my second surprise of the day. The concierge said, “Welcome to London Mr. Rocks. We are delighted that you can spend part of your birthday with us. Would you like a bottle of Red or White wine? German or French? Happy Birthday!”

How did they know it was my birthday? I did not present my passport; only my membership card. Did they have this information flagged in their computer system? I had to find out, so I asked.

No, they were not able to capture that information in the computer but they thought that that would be a nice touch. Rather, they told me that they had received a message from the lady who ticketed me in Frankfurt. She sent a computer message to the club alerting them that I would be stopping by while in-transit and that it was my birthday.

WOW! Now that was something special. That caught my attention! What a fantastic gesture from the lady in the Frankfurt Airport!. Front-line service at its best!

Why did she take the time to send this message? What made me special? What made me stand out? Is this something that she was trained to do? Training Can be Fun

I made a quick stop at my local Starbucks yesterday morning to see, first hand, if there was any noticeable changes after the training session Tuesday evening. Granted, this was 6:00 AM and the store was just opening up. I did notice a few more smiles and a more energetic approach to greeting the customers. It will be interesting to observe changes over the next few weeks.

In order to get a better assessment I searched the web for news stories on this topic. Not much beyond the basic reporting. However, I did come across this “fully tongue in cheek” article on the www.howto.tunafish.com website. It illustrates creative ways to really irritate your customers – who said that thy come first? (laughing out loud)

In order to better prepare you for this sort of “customer handling” we here at Starbucks offer these helpful tips:

    Make sure the customer waits in line for a minimum of 5 minutes before receiving service- even if he/she is the only one in the café.
    Anything over 8 minutes before the customer receives service is too long, the smooth jazz music will only relax him/her for so long, and they may leave with our money.
    Be extremely apologetic with large dashes of sarcasm in the voice. Add different flavors of syrup or make the drink decaf if the customer talks back. You don’t deserve this kind of treatment!
    Call out drink name very loudly, even if they are sitting at the table next to the bar. Walk away before they can ask you for a straw/extra syrup/napkins.
    Correct the customer if they call a drink by the wrong name, even if it is only off by one word.  

As the late, great political satirist Art Buchwald used to say, “I don’t have to use my imagination to be funny. I just report what actually happened today in Washington. I don’t have to make it up – people wouldn’t believe me if I did.”

Starbucks – This is Not About Training

starbucks-closing-stores.jpgI applaud the leadership of Howard Schultz, the CEO of Starbucks. As you may know, Starbucks closed all 7,100 of their stores yesterday for a 3 1/2 hour training session. Here is a short excerpt from Mr. Schultz introductory remarks:

“This is not about training,” he said to his employees, looking somewhat somber. “This is about the love and compassion and commitment that we all need to have for the customer.”

I like to remind myself that “A business without customers is not a business.” Customers define your business. Attracting and retaining customers is the number one job of every employee. Starbucks is selling much more than coffee. It is selling the “Starbucks Experience.”  And recently, customers – as well as the CEO – have found that experience to be lacking.

Mr. Schultz and others had a mission and a vision to elevate coffee from a commodity (10 cents a cup and free refills) to a lifestyle choice. He wanted to recreate the experience he enjoyed on a trip to Italy, sipping espresso in a cafe. He wanted to create a sensual experience for customer when they visited a Starbucks location. He wanted to create a sense of theatre as the barista prepared each special beverage. He wanted the exchange between the barista and the customer to be personal.

This is what Mr. Schultz had to say  (in a recent memo) about the present state of Starbucks:

…one of the results has been stores that no longer have the soul of the past and reflect a chain of stores vs. the warm feeling of a neighborhood store. Some people even call our stores sterile, cookie cutter, no longer reflecting the passion our partners feel about our coffee. In fact, I am not sure people today even know we are roasting coffee. You certainly can’t get the message from being in our stores.

Definitely time to wake up and smell the coffee!

I promised to go out to my local Starbucks first thing this morning in order to observe any immediate changes as a result of yesterday’s training. It’s now time to go … I’ll report on my experience later today.

Closing Your Business to Work On Your Business

News Flash! Starbucks is closing all 7,100 of their USA stores today at 5:30P.M local time! Incredible!

Except … They are not permanently closing up shop. That would be drastic!

Rather … They are holding a 3 1/2 hour mandatory, company-wide training session for all 135,000 store employees. That is dramatic!

That takes guts! And Howard Schultz, the founder and CEO has consistently demonstrated his vision and leadership. We know he has guts!

I am sure that many business owners are saying, “How much is that going to cost them to close down all stores for 3 1/2 hours?”

The bigger question – one that I am sure they will be addressing during their training session – “How much will it cost Starbucks if we don’t invest the time to restore our enthusiasm, improve our service and revisit our company’s culture?”

Starbucks has two choices :

  1. Allow themselves to sink down and accept that they have become a commodity as they face increased competition.
  2. Rejuvenate themselves through special training. Re-visit what they must do to elevate the “Starbucks Experience.”

Happily, they chose Option #2.

Whatever short-term loss they have in lost revenue will be gained back in long-term profits and improved customer loyalty.

Here’s my resolve – First thing tomorrow, I am visiting my local Starbucks to see first-hand how they have changed as a result of today’s training!

I realize that it will take some time to rebuild the romance of the “Starbucks Experience.” I am eager to watch it evolve!

Defining Moments

How do you rebound after 10 straight losses? Is it possible? Theoretically, yes.  Is it easy? Of course not. How do you do it? Stay in the game long enough to find your opportunity – and then seize the moment!

No doubt about it – Sen. Hillary Clinton’s campaign is on a losing streak. You can not “spin away” 10 consecutive losses. You can not discount the outcome of some state elections  as “not that important.” A caucus or a primary? It doesn’t matter. A loss is still a loss.

But there is always tomorrow. Another opportunity. A chance to gain a foot-hold. A chance to debate. A chance to turn her ship around. A chance to turn adversity into opportunity.

All eyes will be on Austin, TX – the scene of the next Democratic Party Debate.

More precisely, the eyes of the camera will be focused on the eyes, the hands, the posture of the candidates. It is my opinion that the outcome of tomorrow’s debate will be determined more by style than substance. And specifically, I predict that the outcome will be determined by how Senators Clinton and Obama master their body language during the debate.

The audience will be “listening with their eyes.”

We will not require a political analyst to tell us who won the debate. We can throw away the scorecard that tallies points scored on policy matters. The only points that matter will be how the candidates react to each other. Non-verbal reactions to each other.

We will “listen with our eyes.” We will determine the winner based upon what we “hear with our eyes.”

My advice to Senators Clinton and Obama: Spend more time preparing your non-verbal communications than in polishing your 9-point policy positions. The outcome of this debate will be determined by what the audience sees!

This has been the case – at least since the first televised Presidential Debate in 1960 between Kennedy and Nixon. The outcome was determined by a “close shave.”Future President Kennedy came across as a tanned, vigorous, confident leader. Then Vice President Nixon appeared to be hiding behind his “5 o’clock Shadow.”

Who’s Line is It?

I love quotations! I enjoy collecting and categorizing them. I enjoy reading them. And I use them – liberally – in my writing, speaking and training. I strive to always cite the source of the quotation, but this is not always possible or practical.

With all due respect to Mr. David H. Comins – and I assume that he is a decent, honest and wise man – I could not easily locate any biographical information on him. I remembered this quote and I verified it on the Quotations Page website. But a Google search and a search on Amazon.com did not turn up any background information on Mr. Comins.

So… is my audience more interested in Mr. Comins or in his pithy comments?

And, since I am not a citizen of the fine state of Massachusetts, I must admit that I knew nothing about their current Governor Deval Patrick – up until this past weekend, that is. The 24-hour news cycle continues to churn out stories about Sen. Barack Obama’s alleged plagiarism. Obama “liberally lifted” a riff that Gov. Patrick had previously used – “Don’t tell me words don’t matter.”

As was to be expected, Sen. Hillary Clinton’s campaign was watching and vetting Sen. Obama’s speech that night and quickly alerted all parties who would listen – not to mention all ships at sea – about this “outrageous plagiarism.” Full of high dudgeon, they demanded that justice be served – or at least that the press properly criticize Sen. Barama on this matter.

The press did indeed criticize Sen. Barama on this matter. They also played a video tape of Gov. Deval Patrick when he delivered these lines and compared it to Sen. Obama’s speech in Wisconsin. It is almost scary to see how closely Sen. Obama invoked not just Gov. Patrick’s words but also his tone of voice and even his body language.

The Power of the Pause

I developed a new training program to help clients improve their public speaking techniques. Its called “Make Your Presentations Sing!” Earlier this week I presented it for members of the Long Beach Nonprofit Partnership. As part of the training, I have my audience listen to several musical examples to clarify my point. Points include: story telling, vocal range, timbre, emphasis, breathing, phrasing, etc.

One of the most overlooked presentation techniques is – The Pause. As in “The Sound of Silence.” – You remember that Simon & Garfunkel’s classic song – “Listen to the sound… of silence.”

Far too many speakers talk too much and they lose the attention of their audience because they forget to pause.

Far too many writers use too many words – their text is too dense. They forget to pause – to use the “white-space” on the page to give more power their prose.

Far too many sales opportunities are lost because the salesperson talks too much – they neglect to use the power of the pause.

We are all guilty of this – to a greater or lesser degree. When is the last time you heard someone pause during a television interview or “debate?” Anyone who dares to pause for effect will never regain the opportunity to get another word in during that segment!

Salespeople are their own worst enemy. The can not stand to hear silence! So, rather than pay attention to their customers’ reactions and observe their body language, they barge ahead and fill the vacuum of silence – with their own voice. To what result? Frequently, they end up talking themselves out of the sale!

The same thing can happen during presentations. Inexperienced speakers “panic” during periods of silence. They worry that they are having a memory lapse. In their mind, the silence lasts for minutes – not seconds. They dare not look out at the audience for fear that they will see boredom – or people leaving. And so it gets worse. The speaker is now panicked – and they speed up, And, as a result, they lose more of their audience!

To illustrate this point during my training, I play Tony Bennett’s interpretation of the Irving Berlin song, “When I Lost You.” I could not find it at the i tunes store. But it is from Tony’s 1987 Album “Bennett / Berlin” and it is sung “a cappella” which means singing without instrumental accompaniment. It is a great example of “The Power of the Pause” to establish a mood, to emphasize your point, to impart a memorable message. Try to locate this track. Fear of Public Speaking

“We want you to give a little talk at next month’s meeting…”  Those words are enough to send most people into a state of panic.  Would you offer to speak or would you flee?  Do you have a fear of speaking in public?  Have you ever considered that this fear – and your lack of skill in public speaking – is hindering your career? 

It is and it does.  To succeed in business you must be able to effectively communicate your message.  It is not just the words that you say that matter.  You also must use a tone of voice that matches your words if you want your audience to believe you and to be receptive to your message.

Here is a little exercise that I use when I coach clients on improving their presentations.  It is especially effective in helping to overcome the fear of speaking in public:

1) Tell a story – any story.  Something that you heard or saw today.  Something that you read – but don’t read the story.  Rephrase the story using your own words.

2) You can start this exercise alone – but speak it out loud!  You might feel silly at first, but find a quiet place and just start telling the story.  Stand when you speak and look at your surroundings as you tell the story – this is one audience that will not laugh at you nor fall asleep!

3) As you gain confidence, ask a close friend to listen to you as you tell your story – you don’t have to tell them that you are practicing for a speech.

4) Children’s bedtime stories are great sources to use for your practice.  Notice how your tone of voice changes during the story!  Notice how you naturally speed up and slow down as the story evolves.  Notice how – in this case – you achieve the desired effect: your audience does fall asleep!

Audiences will remember a story. They will most likely forget the facts and figures from your presentation. But they will remember a personal story – especially if it is told well. Start collecting stories – and always find an opportunity to tell people that story – you are practicing and building your skill set.

The best public speakers are the best story tellers.  Notice how they skillfully incorporate stories in their presentations.  Learn how to communicate – tell your story!
